“Free cancellation before arrival” sounds simple until a guest cancels on the morning of check-in. A hotel cancellation policy needs a clear deadline, a clear consequence and a reliable record of the terms accepted when the reservation was made.

This guide focuses on operational wording and setup. Build the final terms around your commercial policy, channel agreements and appropriate legal advice.

Define the policy for each rate plan

A flexible rate, prepaid offer and group agreement may have different conditions. Name the policy attached to each rate and explain it where guests select that rate.

Decide:

  • When cancellation is allowed without a fee
  • What happens after the deadline
  • How a deposit is handled
  • Whether date changes are permitted
  • How early departure and no-show cases are treated
  • Who can approve an exception

Avoid one generic paragraph if your rate plans work differently. Staff need to find the applicable terms from the booking record.

Replace vague deadlines with a time and timezone

Use an exact deadline tied to the hotel's local time. A phrase such as “two days before arrival” can leave guests unsure whether it refers to calendar days or a rolling number of hours.

An illustrative wording might read:

Cancel without a cancellation fee until 6:00 pm Malaysia time on 8 October for arrival on 10 October. After that deadline, the cancellation fee is the first night's room charge.

That is an example, not a recommended rule for every hotel. Show the actual deadline and charge calculated for the guest's booking wherever your system supports it.

Explain how the guest submits a cancellation and how they receive confirmation. A message sent to an unmonitored inbox should not become the hotel's only cancellation process.

Keep deposits and cancellation charges distinct

A deposit describes money collected before the stay. The cancellation terms explain what happens to that money if the booking changes or is cancelled.

Specify whether the deposit is refundable, retained against an agreed fee or handled another way under the accepted terms. Avoid describing all deposits as non-refundable if your flexible rate offers a refund.

Explain the refund method and communicate any processing estimate based on your actual provider. Do not promise instant receipt when the payment service or guest's bank controls part of the process.

Use your payment reconciliation workflow to track the original transaction and any refund separately.

Explain amendments and no-shows

A date change is not automatically the same as a cancellation. State whether changes are allowed, whether a new rate applies and whether availability must be checked.

For no-shows, record when staff should mark the reservation and what happens to later nights. Follow the accepted policy and applicable channel process before releasing inventory or applying charges.

Match the website, PMS and OTA setup

Compare the policy displayed on your website with the booking engine, reservation confirmation, PMS rate plan and OTA listings. Pay particular attention after changing offers or adding a new rate.

A guest may book through a channel with distinct agreed terms. Reception should check that reservation's conditions rather than apply the hotel's current website wording automatically.

Save the relevant terms with the booking. Later changes to the public policy should not erase the record of what the guest originally accepted.

Give staff an exception process

Document who may authorise a waiver, refund or date change. Record the reason, approved amount and communication to the guest.

Use consistent decisions for similar situations while allowing managers to assess genuine exceptions. Promise only what has been approved and leave a clear handover for finance or the next shift.
