How to Respond to Hotel Reviews: Templates for Google, Agoda and Booking.com

A hotel review response has two audiences. It speaks to the guest who shared the experience, but it also shows future travellers how the hotel handles praise, problems and disagreement.
The best response is not the longest one. It acknowledges the specific experience, protects the guest's privacy and explains the next step without sounding defensive.
Before replying, check what happened
Do not answer a serious complaint from the review alone. Look at the reservation and speak with the relevant team.
Check:
- Stay date, room type and booking channel
- Notes recorded during the stay
- Maintenance, housekeeping or service logs
- Messages already exchanged with the guest
- Charges, refunds or service-recovery actions
- Whether the reviewer can be identified confidently
Keep personal information out of the public response. Even when the hotel is correct, publishing a guest's booking, payment or identity details can make the situation worse.
A simple response structure
Use four parts for most reviews:
- Thank or acknowledge: Recognise that the guest took time to write.
- Name the detail: Refer to one real point from the review.
- Respond or act: Explain what the team appreciates, checked or will improve.
- Close appropriately: Welcome the guest back or invite a private conversation.
The response should sound like the hotel, not a legal notice and not a copy-and-paste robot.
Template 1: a positive review
Thank you, [Guest Name]. We are glad you enjoyed [specific detail, such as the breakfast or helpful front-desk team]. We have shared your comments with the team, and we hope to welcome you back to [Hotel Name] on your next visit to [Destination].
Why it works: it is warm, short and specific. Avoid repeating the guest's entire review or adding a sales pitch.
Template 2: a positive review that mentions an employee
Thank you for recognising [Employee Name/Team]. We are pleased that [specific action] made your stay easier. Your feedback has been shared with the team and their manager. We look forward to welcoming you again.
Confirm the employee's name and obtain any necessary internal approval before publishing it.
Template 3: a short five-star rating with no comment
Thank you for the excellent rating. We appreciate your support and hope to welcome you back to [Hotel Name] soon.
Do not invent a detail when the guest did not provide one.
Template 4: a mixed review
Thank you for sharing both sides of your stay. We are pleased that you enjoyed [positive detail], and we are sorry that [problem] did not meet expectations. The team is reviewing [specific process or area]. We appreciate the balanced feedback and hope to provide a smoother experience next time.
A mixed review is valuable because it shows exactly what worked and what interrupted the stay. Address both parts instead of answering only the compliment.
Template 5: a valid service complaint
Thank you for bringing this to our attention. We are sorry about the delay with [service/problem]. This was not the experience we intended to provide. We have reviewed the matter with [relevant team] and are addressing [brief action, without exposing staff details]. Please contact us at [official contact method] so we can discuss your stay directly.
Do not promise compensation publicly unless it has already been approved. “We will make sure this never happens again” is also risky when no hotel can guarantee that.
Template 6: a cleanliness or maintenance complaint
We are sorry that the condition of [room/area] fell below the standard you should expect. Our housekeeping and maintenance teams have inspected the issue and [brief confirmed action]. Thank you for reporting it. We would appreciate the opportunity to speak with you directly at [official contact method].
Only say the room was inspected or repaired if that action actually happened.
Template 7: the hotel cannot identify the stay
We are concerned by the experience described, but we have not been able to match the details to a reservation. Please contact [official contact method] with the booking name and stay date so our management team can investigate properly. We take this feedback seriously and would like to understand what occurred.
Avoid accusing the reviewer of being fake. A booking may be under another guest's name, company or OTA account.
Template 8: a review containing inaccurate claims
Thank you for sharing your concerns. We have reviewed the records available to us and found that [brief neutral clarification]. We understand that your experience may still have felt frustrating. To protect your privacy, we will not discuss reservation details publicly, but our management team is available at [official contact method] if you would like to continue the conversation.
Correct only the essential point. A line-by-line public argument rarely reassures future guests.
Bahasa Melayu response examples
For a positive review:
Terima kasih, [Nama Tetamu]. Kami gembira anda menikmati [perkara khusus]. Maklum balas anda telah kami kongsikan dengan pasukan, dan kami berharap dapat mengalu-alukan kedatangan anda semula ke [Nama Hotel].
For a service problem:
Terima kasih kerana memaklumkan perkara ini. Kami memohon maaf atas masalah berkaitan [perkara khusus]. Pasukan kami sedang menyemak proses tersebut dan mengambil tindakan yang sewajarnya. Sila hubungi kami melalui [saluran rasmi] supaya kami dapat meneliti pengalaman anda dengan lebih lanjut.
Adapt the language to the hotel's normal voice. Do not translate a defensive English response into equally defensive Bahasa Melayu.
What not to write
Avoid responses that:
- Blame the guest or another department
- Reveal booking, payment or personal information
- Copy the same sentence under every review
- Use sarcasm, capital letters or emotional punctuation
- Promise a refund or benefit without approval
- Ask the guest to remove the review
- Claim an investigation happened when it did not
- Include a long advertisement for the hotel
If the response was written while someone was angry, save it and ask another manager to review it before publishing.
Create a hotel review workflow
Reviews should not depend on one person checking several platforms whenever they remember.
Create a simple process:
- Collect reviews from the platforms the hotel uses.
- Categorise feedback by topic and urgency.
- Assign serious issues to the responsible manager.
- Investigate before responding.
- Reply using the hotel's approved tone.
- Record any operational action.
- Review recurring themes each month.

Turn feedback into an operational signal
Do not measure success only by the number of replies. Track what guests repeatedly mention.

- Location and transport
- Value for money
When the same complaint appears across several guests, the response template is not the solution. The hotel needs an operational owner and a deadline for improvement.
Respond like a real hotel
Templates create consistency, but every published reply should contain at least one detail from the actual review. Be specific when praising the team, calm when correcting a claim and private when discussing personal information.
