Hotel Refund Workflow: Booking, Payment and Folio

A hotel refund request may start at reception, by email or through an online travel agency. Before promising an amount or date, staff need to establish who collected the payment, which policy applies and what has already been posted to the guest folio.
Use a written workflow so the guest receives one clear answer and accounts can reconcile the transaction later.
Verify the original booking and payment
Record the reservation reference, stay dates, booked rate and cancellation terms accepted at booking. Check any amendment or exception already approved. Then identify whether payment was collected by the hotel, a payment provider or the booking channel. A hotel cannot refund a payment it did not receive in the same way it refunds its own card transaction.
Look for deposits, partial payments, room charges and any separate extras. The hotel deposit reconciliation guide helps trace money received before arrival. Where terms are unclear, escalate to the authorised manager instead of interpreting policy on the spot.
Record the decision and guest message
The approval should state the amount, reason, payment route, approver and any conditions. Explain to the guest what the hotel has approved, who will process the payment and how they can follow up. Avoid promising a bank settlement time that the hotel does not control.
If the booking came through an OTA, follow the channel's current refund procedure and check whether the guest must also take action there. Preserve the case reference in the reservation notes. The cancellation policy guide can help teams make the booking terms easier to understand before a dispute occurs.
Close the accounting loop
Update the reservation status and release inventory where appropriate. Correct the folio according to the hotel's accounting procedure, then match the refund transaction to the original payment. Check that commission or channel statements reflect any adjustment rather than assuming they will update automatically.
Maintain an exception list for approved refunds not yet processed or reconciled. Review it regularly with accounts and reception, including guest cases approaching the promised follow-up date.
